Registered app and API user

We register the integration with NiCE as a back-end app, which NiCE typically processes in 2 to 3 business days, and your team creates an API user with its own role, only the permissions the integration uses and no login.

In CXone, a caller who hangs up while waiting shows up in the Reporting API as a contact with the abandoned flag and adds to their skill's abandonment rate. With the integration, that contact starts the follow-up: the agent takes the number it came from, matches it in Salesforce and texts by SMS or WhatsApp with what the customer has open. Timing matters: in the analysis of web inquiries published in Harvard Business Review, companies that tried to make contact within the first hour were nearly seven times as likely to qualify the lead as those that waited even an hour longer.

If the customer would rather talk, they don't have to call back and wait again: the agent requests a callback in the queue for the right skill, which CXone routes in order with the other calls as soon as someone on your team is free (NiCE), or schedules it for the time the customer picks.

And if the written conversation needs a person, the agent opens a CXone work item with the summary and a link to the customer in Salesforce, which runs the script of the point of contact you choose; if it answers inside a CXone channel, your Studio script moves the conversation to the skill's queue. Which skills are in scope, which channel the agent texts from and during which hours are set with your team.

CXone's SMS and WhatsApp keep their own rules: starting a WhatsApp conversation takes a Meta-approved template and the customer's opt-in, and NiCE warns that Meta can limit how many messages a flagged account may start (NiCE); texting takes an enabled number that, for US customers, is registered. How the agent works alongside NiCE's AI and your Salesforce

NiCE has its own AI agents for self-service and others for sales and marketing, which connect to your CRM (NiCE), and it brings NiCE Cognigy, the conversational AI platform it acquired, into CXone (NiCE). Cognigy's AI agents can use tools from any server that supports the Model Context Protocol (MCP) (Cognigy).

To bring in an external agent, NiCE documents custom virtual agent integrations: CXone passes the agent what the customer types or says, the agent replies, and a Studio script decides when the conversation goes to a person. They work on voice, CXone chat and chat-based Digital Experience channels, in synchronous mode only, and the bridge is built and maintained by your team or the integrator you hire (NiCE), which here is Vantegrate. Whether that path or a dedicated sales number fits is decided during discovery.

For Salesforce, NiCE publishes Salesforce Agent, which puts the CXone agent application inside Salesforce with screen pops, click-to-dial and automatic task logging, and recommends moving to Agent Workspace (Embedded), its next generation (NiCE). The agent replaces neither: it queries Salesforce live when it quotes, and during discovery we decide what each one logs, so no activity is duplicated.

CXone SMS for US customers: transport codes, registrations and STOP replies

In NiCE CXone, an SMS channel starts with a transport code: your NiCE account representative sets up the number and assigns its SMS registrations before the channel exists, and your team can see them under ACD, Contact Settings, SMS Registrations (NiCE). NiCE estimates about 5 to 7 days to set up a dedicated 10-digit long code and 12 weeks or more for a short code, and alphanumeric sender IDs aren't available in the US or Canada, so the number goes at the start of the project.

Once texts flow through Proactive SMS, a customer who replies STOP is added to the do-not-call list; for toll-free numbers, the opt-out and opt-in replies are set by the carrier under FCC rules and can't be changed in CXone (NiCE). Your CXone business unit holds the registrations: the transport codes and SMS registrations are your company's, and we review each use case (abandoned-call follow-up, quotes, reminders) against them with your team before the first message goes out.

Should CXone's WhatsApp channel carry the follow-up to US callers?

Only for some of them. CXone runs WhatsApp on Meta's Cloud API, lets a CRM or third-party solution start contact through its API with approved outbound templates, and requires a template to initiate contact outside WhatsApp's 24-hour window (NiCE). Two facts narrow it for US callers: 32% of US adults use WhatsApp (Pew Research Center, 2025), and Meta doesn't deliver marketing template messages to US phone numbers (Meta). So a US caller who hangs up gets the follow-up by SMS by default, from the transport code your NiCE account representative set up, and the agent moves to WhatsApp when the customer writes to your CXone WhatsApp channel or has a number outside the US. If a rep takes over in Salesforce Agent, they can reply on WhatsApp but not start the thread (NiCE). More in the WhatsApp integration.
